Customer Satisfaction Surveys: Looking Beyond the Score

A customer satisfaction score can tell a business whether customers are satisfied. It does not necessarily tell them why.

Why the Score Isn’t Enough

A useful customer satisfaction survey therefore needs to go beyond simply asking, “How satisfied are you?” It should explore the different factors that influence the customer experience, which can include service delivery, communication, responsiveness, product or service quality, pricing and convenience.

Customer Expectations Change

Customer satisfaction also needs to be viewed over time.

Markets change, competitors introduce new offerings and customer expectations evolve. What customers considered good service several years ago may not necessarily meet their expectations today.

Tracking customer satisfaction periodically can help businesses identify these changes. Comparing current findings with previous research can show where perceptions have improved, where they have declined and where further investigation may be needed.

Putting Customer Satisfaction Research into Practice
